Chatbots vs AI agents: how SMEs should choose support automation
One answers with text. The other can also take steps you allow — look up a record, send a notice, open a ticket. Labels change; your process decides the buy.
Why this keeps coming up
More support teams run at least one automated channel. Headlines about adoption rates vary by survey sample; do not set budget from one chart. For owners, the question is whether staff still drown in the same ten questions every afternoon. Product accounts such as @OpenAI and @thsottiaux talk about agents that take actions; your process still decides the buy.
Three levels — do not buy them as one SKU
1. Menus and fixed replies
Press 1 for address. Cheap and controlled. Weak at free text. Fine when hours and facts rarely change.
2. Knowledge-base support
Answers only from approved FAQs and docs. Good start for LINE Official Accounts. The bottleneck is weekly document owners, not the model brand.
3. Agents that act
Order lookup, reschedule, ticket create — needs APIs, permissions, and failure paths. Decide what the bot may never invent when a lookup fails.
Write these answers on paper first
- Top 20 questions; which must never auto-answer
- Who updates the knowledge weekly
- Handoff rules and after-hours capture
- Whether order/stock lookup is required — from which system
- Who reviews miss lists and handoff rate
- Which channel runs the pilot first
- Who can turn auto-replies off when things break
We map data flow before plugins. Knowledge base first, then lookups, is usually safer than buying “full auto support” in one shot. See AI services and the LINE checklist.
FAQs
Do we need a full agent?
Not always. Repeated FAQs with fixed answers need a knowledge base and human handoff. Agents matter when you must look up or change records.
Will it invent answers?
It can, if scope is open-ended. Limit answers to approved files; route unknowns to people; log misses weekly.
How long to see results?
Often two to four weeks on one channel before you expand features.
